Q: Tulio, you have built a 15-year career spanning multiple departments and global regions. Thinking back to when you first started on the phones, what was the defining habit or skill that helped you stand out for your first promotion?
"It always comes down to mastering the basics before asking for the next step. I focused entirely on my core metrics—attendance, quality scores, and handle time. Once you prove you can consistently handle the front-line pressure, leadership naturally starts looking at you as a reliable resource for bigger challenges. Consistency is the most visible skill you can have as an agent."
Q: One of your core expertise areas is Continuous Improvement. For a brand-new agent who is just trying to survive their first 90 days, how can they apply a mindset of continuous improvement to their daily calls?
"Continuous improvement isn't about rewriting the company rulebook; it's about micro-adjustments. After a tough call, take 30 seconds to ask yourself: 'What could I have said differently to de-escalate that faster?' or 'How can I navigate my tools quicker next time?' If you aim to be just 1% better every shift, that compounds over your first 90 days into top-tier performance."
Q: You have heavily prioritized Coaching throughout your leadership journey. When a QA (Quality Analyst) or Supervisor pulls an agent into a coaching session, what reaction tells you that this agent has long-term leadership potential?
"The best agents treat feedback as a roadmap, not an insult. When I coach someone, I look for active listening and accountability. An agent with leadership potential won't make excuses for a low score; they will ask clarifying questions, take notes, and apply that exact feedback on the very next call. Coachability is the ultimate career accelerator."
Q: In your current role as a Director of Global Client Partner, you act as the bridge between the BPO and the corporate client. How can an entry-level agent start developing 'Client Relations' skills while still taking customer calls?
"Every time you pick up the headset, you are the voice of that client's brand. To develop client relations skills, start looking past the angry customer and ask yourself, 'What is the root cause of this issue, and how is it impacting the client's business?' When you start identifying trends and bringing those solutions to your supervisor, you stop being just an agent and start becoming a business partner."
