Q: Andrés, in your role at Alliance Technology Group, you oversee not only day-to-day Operations, but also WFM, QA, and Training. How does leading all these interconnected departments change your perspective on managing a contact center?
"It gives you a complete 360-degree view of the entire operational engine. In many organizations, these areas operate in silos, but in reality, they are deeply dependent on one another. If QA detects a recurring compliance or process gap, that immediately informs our Training curricula. If Training needs to schedule upskilling sessions, we coordinate directly with WFM to protect service levels and manage shrinkage without compromising the queue. And when Operations executes smoothly on the floor, it validates the forecasting and quality frameworks we put in place. Leading all four functions ensures complete alignment, faster decision-making, and a much more cohesive employee and customer experience."
Q: With your cross-functional oversight, you emphasize customer-centric KPIs like CSAT, NPS, and First Contact Resolution (FCR). For newer agents, metrics can feel rigid and intimidating. How should front-line teams view their performance numbers?
"Metrics should never be seen as a scorecard designed to catch mistakes; they are simply the quantifiable voice of the customer. KPIs like NPS, CSAT, or Trustpilot reviews measure trust, effort, and satisfaction. When an agent focuses on active listening, empathy, and providing a clean, definitive solution on the first contact, the numbers follow naturally. If you take care of the customer’s time and genuinely solve their issue, your AHT, QA scores, and CSAT will always align."
Q: Having advanced through leadership roles at Sutherland and Alorica to your current management role at Alliance Technology Group, what key traits do you look for when identifying agents ready for promotion?
"First, self-management: consistency in quality, schedule adherence, and emotional intelligence during challenging interactions. But more importantly, I look for informal floor leadership. A future leader doesn’t wait for a title to add value. They are the agents who naturally help onboarding peers navigate difficult workflows, share best practices in team chats, and maintain a solution-oriented mindset during peak volume. Leadership is a habit demonstrated on the floor every day long before it appears on an org chart."
Q: Because you directly manage WFM and Quality, what is one thing you wish every agent understood about workforce planning and schedule adherence?
"WFM is the operational pulse of the account. Understanding why adherence, occupancy, and shrinkage matter completely shifts your mindset from an individual contributor to a strategic team player. When an agent realizes that a 5-minute unscheduled deviation during peak intervals directly affects service levels, queue wait times, and causes extra back-to-back pressure for their teammates, they start thinking like an operational manager. That level of awareness is exactly what separates great agents from future leaders."
Q: You place a strong emphasis on data intelligence and workflow automation. What specific technical and hard skills should ambitious agents develop to accelerate their growth?
"Data literacy is essential. Start by mastering spreadsheet fundamentals, and then expand into visualization platforms like Microsoft Power BI to understand how raw contact center data translates into actionable insights. Furthermore, learning workflow automation tools (like Power Automate) and structured knowledge systems (like Notion or SharePoint) makes a massive difference. When you can spot an operational bottleneck—whether in QA auditing, training tracking, or shift scheduling—and build a lightweight automated tool or dashboard to fix it, you instantly become an invaluable asset to leadership."
